New research reveals paradigm shift in customer experience

Data from Infobip shows impact of conversational customer experiences and GenAI in 2023

Vodnjan, Croatia, March 27th, 2024 – New research from global cloud communications platform Infobip reveals how conversational customer experiences and generative AI developments have created a long-lasting impact for how people and brands interact. Infobip analyzed more than 473 billion digital communications interactions on its platform in 2023 between businesses and consumers to identify the latest global business messaging trends.

As consumers look for a deeper connection with the brands they buy from, the conversational messaging channels are seeing the fastest growth. In 2023, Infobip recorded a 137% increase in mobile app messages compared to 2022, a 73% rise in social media messages, and a 63% increase in chat app messages. Conversational experiences are increasing throughout the customer journey, whether for marketing, commerce, or support.

Conversational support


Whether a person is dealing with a human agent, a chatbot, or a combination of the two, conversational support provides an effective, efficient, and positive experience. WhatsApp remains the primary channel brands use for conversational support, where businesses send 90% of support messages over the chat app. However, brands are beginning to diversify their channel mix, leveraging chat apps in specific regions. For instance, Infobip has recorded increases of 541%, 146%, and 284% in Messenger, Viber, and Line, respectively. Brands are now using conversational AI to provide personalized customer service and support. For instance, Megi Health Platform uses a virtual assistant on WhatsApp to help improve the patient experience. Meanwhile, insurance firm LAQO uses our Azure OpenAI partnership to provide a fast, 24/7 and personal service.

Conversational marketing


The two-way exchange of information is the basis for conversational marketing, and brands are ramping up their efforts to meet customers on the channels they use with their family and friends. Overall, the data shows a 29% increase in mobile app messaging for marketing in 2023 compared to 2022. WhatsApp remains the top digital channel for conversational marketing in absolute numbers, driven by new features that enable customers to start and complete a purchase in a single WhatsApp chat window. Infobip is also seeing significant increases in other messaging apps such as Telegram, Line, Viber, and Messenger. More specifically, WhatsApp messages increased by 421% in Asia Pacific in 2023, while mobile app messaging increased by 146% in the Middle East and North Africa and by 18 times in North America. Meanwhile, RCS Business Messaging is an emerging channel for conversational marketing.

Our data shows how conversational experiences are rapidly spreading across the globe as businesses roll out marketing, sales, and support use cases. Where 2022 revealed a spike in omnichannel adoption when brands recognized the importance of connecting with their customers on their preferred channel, 2023 shows how brands are perfecting the end-to-end customer journey. Customers can now seamlessly progress through a journey within a single conversational thread on a chat app or RCS. With the emergence of interactive AI, we expect brands to incorporate a federation of different chatbots and AI algorithms working together to trigger actions at the ideal points during the customer journey. In the next year, we foresee the widespread adoption in customer service, marketing and sale automation, and for operational use cases like scheduling deliveries and managing payments.”

Regional difference


With brands adopting conversational experiences globally, there are some regional differences:

  • Africa: conversational channels gain traction with social media messages increasing nearly 2.5 times
  • Asia Pacific: strong growth in mobile app messaging, with WhatsApp increasing by four times
  • Europe: rapid growth for RCS, as interactions increase by 11 times
  • Latin America: strong growth in mobile app messaging, with Viber increasing by more than 2.5 times
  • Middle East North Africa: rapid adoption of conversational channels, as voice and video interactions double
  • North America: exponential growth in rich messaging, with RCS interactions increasing by 50 times

The changing role of SMS


Infobip’s data from 2023 shows that SMS remains an important channel for business communication, but usage is changing where SMS is now being used alongside chat apps. Across all industries, brands most commonly use SMS with WhatsApp, with 25% of businesses choosing this combination. Moreover, where businesses and brands use two channels, SMS is one of the two options in 63% of cases.

Infobip supports the launch of Podravka’s ‘SuperfoodChef-AI by Coolinarika’ to champion healthier eating

Developed for Podravka by Infobip and 01 Content & Technology – C3 Croatia, the cutting edge AI assistant helps people in Croatia discover superfood recipes and encourage healthier meal choices

Vodnjan, Croatia, 22 February 2023 – Global cloud communications platform Infobip has joined forces with Podravka Group, one of the leading Croatian multinational companies, and digital agency 01 Content & Technology – C3 Croatia, to launch “SuperfoodChef-AI by Coolinarika”. The cutting edge artificial intelligence (AI) assistant is a testament to the power of responsible AI, designed to empower users to make healthier food choices and address rising obesity rates in Croatia.

The “SuperfoodChef-AI” is an engaging digital assistant integrated into Coolinarika, the mobile and web application owned by Podravka, which has over 700,000 monthly users and is the largest culinary platform in Croatia. With 65% of Croatian adults and 33% of children aged 8-9 classified as overweight, the AI assistant serves as a crucial tool to educate and nudge users towards healthier eating habits. Through the SuperfoodChef-AI chatbot, users of Coolinarika can converse with an AI assistant to access relevant recipes from a database of 500 nutritionally balanced recipes approved by nutritionists and based on the user’s request. This AI assistant is a chef, a nutritionist and a friend at the same time – who can both provide recipes and educate and inform users on 80 different superfoods and how to use them in their diet.

The collaboration between Infobip, Podravka and 01 Content & Technology – C3 Croatia drew together international teams of digital strategists, AI specialists and engineers, designers and programmers, content and UX experts and brand communication strategists. Podravka’s decision to partner with Infobip was based on Infobip’s proven expertise in creating intelligent chatbots, mastery of AI and Natural Language Processing (NLP) technologies, and the ability to integrate seamlessly with existing systems.

The result is a sophisticated and user-friendly experience across various communication channels. The Gen-AI solution – the first of this kind in the region’s food industry – was custom built with Infobip’s chatbot building platform Answers, using Microsoft’s Azure OpenAI Service to provide rigour in responsible Gen-AI.

Initial user results point to a significant increase in engagement, especially among younger demographics. Within the first 90 days of its soft launch, the “SuperfoodChef-AI” exchanged 343,792 messages with 101,429 users, leading to an 18% conversion rate to engaged users and a 31% increase in overall time spent on the site. The chatbot’s popularity with Gen Z and Millennials is particularly notable, indicating a promising trend in those generations seeking out digital solutions for healthier living.

Infobip secures finalist spot in the Global Mobile Awards GSMA Open Gateway Challenge

· Global communications platform has been nominated for anti-fraud and intelligence
· Nomination follows Infobip’s partnership with three MNOs to commercially launch the first Camara-compliant Network APIs under the GSMA Open Gateway initiative

Vodnjan, Croatia, 21 February 2024 – Global communications platform Infobip has been named as a finalist in the inaugural Global Mobile Awards GSMA Open Gateway Challenge for its anti-fraud intelligence collaboration.

In celebration of the 29th Global Mobile (GLOMO) Awards, widely regarded in the telco industry, the GSMA unveiled the inaugural Open Gateway Challenge. The challenge and award aims to encourage innovation and creativity by rewarding developers who utilize public Camara APIs to create commercial cloud-based services. The challenge seeks solutions that leverage multiple APIs from one or many mobile operators, cater to local and/or international markets, and demonstrate significant business value in specific vertical industries such as fintech and automotive.

Since the launch of the Open Gateway initiative Infobip has signed several collaboration agreements with network operators and ecosystem partners to use the platform, including Vivo, Claro, TIM Brazil, Vodafone and Orange Spain. New partnerships with Telefonica Spain, Personal Argentina and many more will happen in the near future.

Infobip has collaborated with VEON, a global digital operator that provides converged connectivity and online services, and technology business Nokia on the launch of the Geolocation Gateway, where the first implementation is in place in Uzbekistan. The Geolocation Gateway allows applications to determine the location of devices. For instance, for financial institutions, the Gateway will enable them to determine if an individual is present during a transaction such as an ATM withdrawal or a credit card payment.

Infobip’s nomination follows the firm’s partnership with three mobile network operators (MNOs) to launch Number Verify – the first Camara-compliant APIs in Brazil – under the Open Gateway initiative. This collaboration is part of Infobip’s CPaaS enablement solution for telcos that allows them to easily launch and monetize their emerging and future services, such as their core network capabilities being exposed through Camara APIs.

Infobip collaborated with Brazilian MNOs Vivo, Claro and TIM Brasil to offer the first Camara-compliant number verify API, which verifies the possession of end-user’s mobile phone number with the mobile network operator’s data connection. The partnership is made possible by Infobip’s Open Gateway channel partner status, which enables brands and developers to integrate Camara-compliant APIs through one single point of access, Infobip’s cloud communications platform.

Open Gateway is a GSMA-led telco industry initiative that transforms telecommunications networks into standardised platforms exposed to developers, based on a framework of APIs designed to provide digital services like device status, device location, number verification, and quality on demand. The initiative enables developers to break into new markets while customers benefit from new services and functionality.

Infobip introduces RCS Business Messaging Solution for telcos and enterprises

According to tech analyst Juniper, RBM usage will grow from just under one billion users in 2023 to more than two billion by 2028. Moreover, Juniper expects RBM traffic to increase by 350% in the next five years. New podcast spotlights how to scale a global tech company in 2024

A scaleup is a company which has increased its turnover or employee numbers by more than 20% annually over three years, according to the Organisation for Economic Co-operation and Development.

The ScaleUp & Up podcast will emphasize the people who have bootstrapped their companies, or secured venture capital funding, and how they have scaled a business from scratch. Listeners will learn the lessons and insights first-hand from those leading successful scaleup businesses, what they did and what it took to grow.

The podcast has launched with a pilot run of three episodes featuring guests from Infobip. First is Silvio Kutić, the CEO of Infobip, who bootstrapped the business from no turnover to $1bn in revenue in just 14 years. The global communications platform became Croatia’s first unicorn, valued at more than $1bn, when it raised $200m from One Equity Partners.

Ivan Ostojić, Infobip’s Chief Business Officer, is second on the podcast. As Chief Business Officer, Ivan is helping Infobip reach its next phase of exponential growth and global expansion. He is a former partner at the global consulting firm McKinsey & Company, where he led its Global Technology Council. Third up is Mario Ančić, a vice president at One Equity Partners, based in New York and a former professional tennis player. Before entering investment banking and private equity, Mario was a professional tennis player reaching the semi-final of the 2004 Wimbledon Championships, his best Grand Slam result. He was world no.7 in 2006, won a bronze at the Athens Olympics in 2004, and Davis Cup in 2005.
